Don’t Begin with the Dead End in Mind – 2/17/26

Habit #2 of Stephen Covey’s “Seven Habits of Highly Successful People” is “Begin with the End in Mind.”  It speaks to the need to have a clear vision or goal for what you’re trying to ultimately achieve, so you understand the purpose of what you’re doing.  It helps you to identify a plan today to get to tomorrow’s end goal.

Having an understanding of that end goal helps you design a pathway that can move you toward that goal.  It helps us to create a litmus test for decisions such as: Will this task or time spent on this activity help me to achieve my goal?  If not, then how can I avoid doing that task or minimize time and resources spent on activities that will not ultimately help me achieve my goal?

But even if you don’t believe in goal setting or you’re not a big planner, you can still succeed with the right attitude and the right outlook.

So, let’s talk about those who don’t have the best outlook, who don’t paint that positive picture of the vision.  What about those folks who begin with the dead end in mind?

Don’t Focus on the Dead Ends

I’m talking about those who – from the start – think about the dead ends.  These are people who react to an idea with why it can’t happen.  These are the ones who react to the plan by identifying why it won’t work.  These are the ones who have the best intentions, but they’re just so jaded by what they’ve personally experienced or seen others experience that the response is based on what if it doesn’t work out?

It’s always beneficial to have people with alternative perspectives or those who can play the devil’s advocate.  That type of feedback is helpful in refining a goal or tweaking a plan.  So, it’s OK for that to be an add on, an additional set of questions or information.  But it’s not OK if that is the starting point.

Start with a Positive Outcome and a Plan

When there’s a new idea on how to deal with certain customer issues, how to grow the season ticket holder base, or how to implement some new customer experience, we have to paint a positive picture as a starting point.  We have to create a plan that – if executed effectively – will stay focused on the end goal and efficiently get us from Point A to Point B.

We have to design with optimism from the start.  And THEN, weave in those questions and concerns to make sure our plan is as strong as it can possibly be, anticipating the roadblocks so we can create a plan that is flexible but yet still ultimately gets us to where we want to be down the road.

If you or a co-worker you thought of as you read this Tip are people who begin with the dead end in mind, initially pause your thoughts.  Pause verbalizing all the questions and concerns.  Allow the vision and the plan to develop.  Then, bring up the questions and potential concerns that are going to make the final plan better.

Check Out These Customer Service Plans from the US Government

If you go to http://customerservice.performance.gov/, you’ll see on the “Official Website of the U.S. Government,” the result of an Executive Order that the President put into play in April 2011. The President required that all Federal Government agencies create Customer Service Plans. Those plans are seen at the bottom of the US Government’s Customer Service Site.

Click on a few of the Agencies to see what they included. The Executive Order required the following:

  • “Establishing one major initiative (signature initiative) that will use technology to improve the customer experience;
  • Establishing mechanisms to solicit customer feedback on Government services and using such feedback regularly to make service improvements;
  • Setting clear customer service standards and expectations, including, where appropriate, performance goals for customer service required by the GPRA (Government Performance and Results) Modernization Act of 2010 (Public Law 111-352);
  • Improving the customer experience by adopting proven customer service best practices and coordinating across service channels (such as online, phone, in-person, and mail services);
  • Streamlining agency processes to reduce costs and accelerate delivery, while reducing the need for customer calls and inquiries; and
  • Identifying ways to use innovative technologies to accomplish the customer service activities above, thereby lowering costs, decreasing service delivery times, and improving the customer experience.”

Whether or not you agree with the plans, let’s at least consider their required components. They want to improve the customer experience through the use of technology. They want to gain customer feedback and use that for change. They want to have clear standards/expectations. They want to adopt best practices, streamline service processes, and reduce the demand for customer contacts.

These components are positive. They focus on customer satisfaction, data to drive decisions, efficiencies, and use of best practices. It would be nice if there were an employee/cultural component and an overriding Customer Service Vision, but we’ll take what we can get.

Review several of the plans, and ensure your organization has at least these basic components of a Customer Service Plan.

When Contracts are Ending, Decisions are Pending

In the recent article Landlords must focus on customer service, landlords in Nottingham, England note how they are focused more and more on customer service. With the down economy, they’ve been forced to shorten the length of leases, which means the customer’s decision to stay or go is made much more quickly and frequently. According to Anna Kirk of King Sturge, “tenants, in the main, hold the balance of power.”

So the customer holds the power. The customer makes the decision. The customer – your revenue stream – has leverage. For a landlord, the tenant’s leverage increases as the length of the lease decreases.

Likewise, for economic development agencies who have a business retention and expansion program, when local businesses’ leases are up, that’s an opportunity for them to move.

Similarly, when a season ticket holder for a sports organization comes to the end of the season, they have to decide whether or not to renew.

The point is that – whether with the landlord, for a local municipality, or for a pro sports team – when contracts are ending, decisions are pending. Revenue streams are not permanent; you have to work to make them continue. You have to work to build relationships and value during the contract term so that you’re not having to sell so hard at the end.

Having a 3-month, 6-month, or 12-month contract with a client should be looked at as a 3-month, 6-month, or 12-month opportunity to build rapport, relationship, trust, and credibility. You should be executing a plan during that timeframe to result in a renewal at the end.
