Speed the Transformation of Your Customer’s Experience

I’m constantly flummoxed by executives who feel that the only good idea is a new idea, the only means to success is through their own innate creativity. A COO once told me that trying to create simplicity in operations for staff (so they could more consistently deliver a great experience to their customers) wasn’t challenging enough.

The best executives need to realize that there’s a multitude of great examples of customer service cultures and wonderful customer experiences in other businesses, other industries. And there’s no shame in learning from others to speed the transformation of an organization.

In the article City School District taking lesson from Wegmans, the Rochester School District announced that it was going to train staff on many of the same customer service principles and techniques that Wegmans Grocery Stores (with a reputation for great customer service) utilize. This includes quick issue resolution and fostering a WWWD (“What would Wegmans do?”) mindset.

The point is not to say that we all need to look to our local grocer for customer service tips. Rather, in Education or other industries (local government, healthcare, etc.) that are not always known for a great customer experience, sometimes it’s better not to look at industry peers. It’s best to look to those who have the reputation for being the best in a particular aspect of business. Think Zappos for culture, Chick-fil-A for consistent customer service in a transactional environment, or Amazon for personalization in a high tech/high volume world.

Speed the transformation of your customer’s experience by benchmarking with best-in-class performers OUTSIDE your industry.

What do Pizza Delivery and Emergency Room clinical care have in common (other than heartburn and accidents caused by speeding drivers)?

Let’s investigate…

During college, I worked one summer and two holiday breaks delivering pizzas. My initial thought was to drive fast, run to the door, smile, and do my best to make it a pleasant, fast experience – and get good tips! When I was being trained, the store manager gave me two tips that were interesting (and a little surprising).

First, don’t speed – a driver getting into an accident or seen weaving in and out of traffic at high speeds wasn’t good for business for this new shop in this small town. Second, when you leave your car to go to the front door of the home, walk quickly – don’t run, but also don’t walk slowly. The thinking was that if the customer sees you walking slowly, then they may give you a lower tip since it doesn’t look like you’re making the effort. If you run, you could seem (or be) reckless – not a good image.

Fast-forward 20+ years to an Emergency Room (E.R.) patient focus group I facilitated recently. Among the many interesting responses we received from E.R. patients was that they were perturbed if they were waiting in an exam room with little interaction with staff and then saw (or heard) nursing staff or doctors chit-chatting about the latest reality TV show or shopping excursion.

So what’s the connection between these Pizza Delivery and E.R. stories? It’s this – customers often form their perceptions of us in the most unusual times. It’s when they’re waiting for us, watching us, and listening to us – even if they’re not interacting with us.

The pizza customers perceived the driver’s effort and service-orientation in part by how they appeared in going from the car door to the front door. The patients perceived E.R. clinical staff to be wasting time or unconcerned about the patient if the staff were engaged in small talk when the patients were in need of care, communication, and support.

Think about how customers can see you, hear you, and perceive you even when you’re not directly interacting with them. They often form opinions based on those things that surround the “Moment of Truth.”

Watch for the customer’s opportunity to watch you.


Now That You’re On Time, Please Wait – 7/9/13 TOW

Ellie went to her eye doctor to get her cataracts checked. Are they bad enough to get the procedure? That was her question – she wanted the cataract surgery so she could see better, but every year her physician said they were not quite bad enough.

After checking in, Ellie went to the waiting room and noticed a new automated board that tracked physician delays. Apparently, the office had added these “scheduling status monitors” within the past month in order to set appropriate expectations with patients about wait times. The theory was to best manage expectations and communicate via monitors with the patients. This ensures patients won’t be upset at delays, and they won’t constantly interrupt receptionists asking for updates.

When Ellie found her physician on the monitor, she noticed that her doctor was running about 90 minutes behind by that point in the day. And while it was good that the monitor gave her a realistic expectation of the delay, Ellie was frustrated. Why? Isn’t this one of the core concepts behind great customer service – that you constantly have to reset customer expectations to match reality?

To Ellie, this definitely wasn’t an example of great customer service – or even good customer service. From her perspective, if the office knew that they were 90 minutes behind, why didn’t they call her to tell her so that she could arrive later? Why couldn’t they use their information so the customer could rest a little longer, run an errand or two on the way, get more work done, or avoid having to leave home in the middle of a thunderstorm?

In other words, why couldn’t they use the information to reduce the patient’s wait time and make it more convenient for the patient?

Maybe the office’s response would be “if we tell them they can come in later, they won’t be here if we get back on schedule.” That may be true periodically, but it’s not the right answer in most situations.

If we can’t serve clients earlier, there are still opportunities to reduce their waits.

If we expect clients to be on time, do whatever is necessary to deliver with minimal wait time.
