During a meeting with a client who was trying to work through a culture change, the question was raised about how they could change a culture of broken trust.

WOW! That’s a very direct and not quickly answered question. Many of the answers fall at the feet of organizational leaders – they’re the ones most responsible for creating an environment of trust. But let’s look at the question from a different perspective – the perspective of an individual team.

Many people believe that – to build trust – you must do what you say you’ll do. That way, the client, the co-worker, the peer – they all believe in your actions and begin to trust you.

But there’s a different type of trust, one that’s about more than the task. It’s your being able to trust others enough to open up to them, to share your thoughts, your concerns, your ideas, your critiques, and your feelings. This kind of trust requires you to be willing to communicate what you’re thinking and feeling.

This trust is not as easy as “doing what you’ll say you’ll do.” This is about your being trusting enough in how others will respond, how they’ll respect you and what you share. This is about your willingness to open yourself up for the good of the team.

When trust on a team is lost, yes, team members need to rebuild it by saying they’ll do something, and then doing it. But if your team has deep trust issues due to new members, past conflicts, or some other reason – there need to be intentional efforts on the part of the individuals to share what they think and feel, to start the process of being open and trusting others. Being willing to open up is the first step in engendering trust from others.

Can you take the first step on your team? Tell them “I’m going to share something that I’m uncomfortable sharing, and I’m trusting you will listen and be respectful of me in the process.” Then offer your idea, your concern, your critique, your feeling, or your thought.

Of Panthers, Bratwurst, and a Greater Purpose – 10/14/14 TOW

I’m fortunate to be a season ticket holder of the Carolina Panthers NFL football team. At most games, I grab something to eat in the concourse before I go up to my seat, and the dynamics of the interactions with the staff at the food booths are usually VERY positive. Let me paint a picture…

First, I let my stomach guide me to the right booth (Will it be nachos, a burger, or bratwurst? Decisions, decisions…). Once I select the location – which typically has about 4-5 windows and lines of fans waiting to order, I choose the line, and begin slowly moving toward the front, taking baby steps after each customer is served – nothing special about the experience at this point.

But then it happens – a true customer service 21st century miracle! Are you ready? I get great customer service from (Are you REALLY ready?) people who are paid…NOTHING!

At almost every booth at every game, the booths are manned by volunteers. You can tell by their hats that they’re supporting a local high school marching band or a dance academy or some other organization. The “employees” are volunteers, but the organization gets a piece of the sales revenue.

When you encounter these volunteers, they ask you what you’d like, and they lean in to make sure they heard it correctly. These cashiers relay it to the co-workers to ensure they get the order passed on; the cashiers are always smiling, confirming your order. They’re joking with co-workers. There’s positivity EVERYWHERE!

They like their co-workers and care deeply about getting things right. “Now you wanted chili, is that right, sir?” or “Would you like extra jalapenos – no charge?” or “Was that a diet or regular?” or “Thanks much for coming! The condiments are in that silver station behind you. Enjoy the game!”

You might read this and ask “What’s impressive about this experience?”

These are people working for hours and hours in a tough industry – food services. They are not well-trained, they are on their feet for 4-5 hours at a time, and they’re dealing with sports fans – many of which are getting increasingly intoxicated as the game progresses.

Yet, the volunteers are positive. They convey appreciation. They work as a team with their co-workers. They listen, they confirm, then they get the order right…all without personally earning a dime.

So why are they so good? Because they know the greater purpose in what they do – supporting their kids and the activities their kids love. They know the benefits of their work and who benefits. They and their co-workers have the same goal. They WANT to do a good job for you…and for their kids.

To create a great customer experience, learn from these food service volunteers. Find the greater purpose in what you do.

The Rising Tide – 5/6/14 TOW

The rising tide lifts all boats. I’m not sure who coined the phrase, but it fits into our workplace just as much as the high seas.

When I wrote the tip about motivating yourself by writing down your daily successes, a reader commented that it would be great to have a team meeting with other customer service staff each morning, and then have staff share one of their success stories from the prior day.

At face value, it sounded like a good idea, and as I thought about the concept and responded to the reader, it began to sound better and better.

Think about having a daily meeting that was simply “5 minutes of positives.” What would it do for you, your teammates, your staff? You could quickly see what one person did great, and pat them on the back. You could learn about how one person handled a tough situation effectively. You could feel good for others and enjoy the recognition when they celebrate your success. You could have a picture of success painted for you every day, creating a consistent focus among teammates on great customer service, and reinforcing what a great job others are doing.

This is about starting your day with 5 minutes of positive energy. This is about not just you or your customer; it’s about your team. It’s about the quality of the workplace continuously improving – creating a rising tide of positives and successes that lifts everyone.

Being intentional about having “5 minutes of positives” can be big in a team developing a common focus on customer service and more confidence in what they do.
